A help desk is the support function, and usually the software behind it, that receives problems reported by customers or employees, records each one, and works it through to a resolution.
How it works. Requests arrive by email, web form, chat, phone or messaging. The help desk turns each one into a ticket with a requester, an assignee, a priority and a status. Tickets are grouped into queues for triage, and service level agreements set targets for first response and resolution. In Jira Service Management, for example, a rules engine applies SLA targets automatically as requests enter a queue, and queues are often sorted by those targets. Zendesk moves each ticket through statuses from New to Closed.
Help desk and service desk. The terms are often used interchangeably. Zendesk draws a distinction: a help desk is a frontline, mostly reactive function focused on resolving reported issues, while a service desk is the broader point of contact within IT service management that also handles service requests and proactive support through knowledge bases, automation and self-service. The distinction matters most in IT organizations that follow IT service management practice.
What a help desk records. Beyond the fix itself, a help desk keeps the history: who asked, what was said, who worked on it, and how long each step took. That history feeds reporting such as customer satisfaction and first contact resolution.
Where agents fit. A help desk is where a request lands when automation cannot or should not finish it. For requests that start between two AI agents, the useful property is that record: a task handed to a person should arrive with everything both agents exchanged, so the person can start from what already happened.
Neighbouring terms. Ticketing is the lifecycle each request follows inside the help desk. Escalation moves a ticket to a higher tier. Live agent handoff brings conversations from a bot to the help desk’s staff.
